Aiming for customer delight is all very well, but if services do not reach the high level promised, disappointment or worse will be the result. For British Airways staff, a winning telephone style is considered vital in handling the large volume of calls about bookings and flight times

44、ne evening in February 2007, a student named Paula Ceely brought her car to a stop on a remote road in Wales. She got out to open a metal gate that blocked her path.
